How to read this page: the outcomes marked Built are results I can stand behind. Personas, decisions and the problem framing are my design reasoning for this product and are not interview findings. Measured numbers are added only where I hold them.

CustomerIQ is an omnichannel engagement platform with machine learning driven next best action recommendations. My focus was how those recommendations are shown, explained and acted on, so commercial teams could trust them when deciding how and when to engage healthcare providers.

Recommendations without reasons

A suggestion with no explanation is easy to ignore.

Many channels

Teams choose between several ways to reach a provider.

Trust in the model

Users need to judge when to follow and when to override.

// Strategy

From business problem to measurable outcome

KPIs are what the product is built to move. They are targets until a measured result is shown.

Recommendations that show what to do, through which channel and why, so teams can act with confidence.

A capability map of what the product is designed to do. It describes design scope, not a feature audit.

Next best action

Suggested engagement for each healthcare provider.

Channel and timing

Which channel to use and when.

Reasons shown

Every suggestion explains why.

Act in one step or disagree with a reason.

Omnichannel view

A single view across engagement channels.

Team summaries

Managers see engagement across the team.

Feedback loop

Overrides become signals to improve recommendations.

Workflow integration

// Scenarios

Planning the day

A team member sees three suggested actions, each with channel, timing and reason.

Stage 01 of 5

Understand

Learn the decision a commercial team makes and what information supports it.

// Design decisions

Problem, evidence, decision, trade-off, validation

Each decision is written the same way so the reasoning can be checked.

Decision 01

Explain every recommendation

Problem
Black box suggestions are ignored.
Evidence
Common finding in decision support tools.
Decision
Show the key reasons beside the action.
Trade-off
More content on screen.
Validation
Test comprehension with users.

Decision 02

Let people override

Problem
Experts need agency.
Evidence
Trust research on automation.
Decision
One step override with reason.
Trade-off
Possible lower model adherence.
Validation
Track overrides as a learning signal.

Decision 03

Show how and when, not only who

Problem
Timing and channel matter.
Evidence
Omnichannel domain.
Decision
Combine action, channel and timing.
Trade-off
Complex data behind the scenes.
Validation
Check usefulness in prototype tests.

Built

Omnichannel engagement UX

Designed the experience for next best action recommendations for commercial teams.

// Leadership

My contribution, what is next, what I learned

// What I did

  • User experience lead
  • Omnichannel product UX

// What is next

  • Anonymised screens and results, shared where client permission allows

// What I learned

The recommendation is only half the product. The explanation and the override are what make people use it.
